Day 5

Adam brought the ticket up on the screen before his supervisor arrived. He had already read the notes twice that morning, but the details still sat in his head as separate pieces: the disputed renewal, the incomplete account history, the billing request, and the message he had sent without promising a refund.

His supervisor took the chair opposite him and glanced at the case summary.

“Thanks for making time,” they said. “I wanted to understand how you approached this one.”

Adam nodded. His tiredness made him careful rather than nervous. “The account history didn’t show enough to confirm the customer authorised the renewal. I checked what we had, then asked billing to verify the renewal event and the missing records separately.”

“And the customer?”

“I explained what we were checking. I didn’t say they’d definitely get the money back, because I couldn’t establish that yet.”

The supervisor looked down at the notes. “That’s broadly what I saw. The question is whether there was anything else you should have done before escalating.”

Adam paused. He could have filled the silence by defending every step, but that would turn the review into something wider than the case. “For this sort of ticket, what standard do you want us to follow next time when the account record is incomplete?”

The supervisor looked up. “Good question. First, record exactly what’s missing. Then check the available billing event and escalate with a specific request, not just ‘please investigate’. Keep the customer updated if it runs beyond the normal response time.”

“So the main thing is making the gap clear?” Adam asked.

“Making the gap clear, and making sure the next person knows what answer is needed.”

Adam added the points to his notes. The review did not produce a decision on the customer’s refund, or any reassurance that billing would answer soon. But it gave the case a defined shape, and it gave Adam something more useful than praise: a boundary around what he was responsible for.

When he returned to his desk, a new call dropped into his queue. He took a breath, opened it, and began again.

The clarified standard may shape how Adam handles the next ambiguous support case, while the unresolved billing request still has to produce an answer.
